Abstract

Artificial Intelligence (AI) is at the forefront of a new age of service intelligence, merging analytics, Machine Learning, and Natural Language Processing tools with wide-ranging data sources to enhance the customer experience throughout a service life cycle. AI enables data-centric approaches that supersede human-centric ones in many aspects of customer experience—from personalization at scale, through the proactive detection and resolution of potential issues, to automated provision of recalls. There are two significant needs in capitalizing on these opportunities. The first is the development of service intelligence indices, which define a maturity level for service intelligence by aggregating performance objectives that span trusted data and AI platforms, provisioning and support toolsets, and process governance. The second need is the adoption of appropriate deployment patterns, which guide practitioners in implementing service intelligence in incremental, actionable stages.

The growing, strategic importance of customer experience has motivated the research. This work investigates how AI-driven service intelligence enables an enhanced customer experience and defines a structured approach to supporting practical deployment. Initial reflections from a large telecommunication uses case provide illustrative insights.
